WhatsApp AI Agents: Why Trust Comes Before Automation

Every business wants a WhatsApp AI agent talking to its customers. When it’s time to go live, though, a different question stalls the project: what if it says the wrong thing? What if it promises something the team can’t deliver, or misses the moment to bring in a person?

It’s a fair concern, and Meta itself addressed it head on. In an interview from the Meta in a Flash series, published on the WhatsApp Business blog, James Detmer, Director of Product Management at Meta, sums up the key point: trust isn’t something you switch on. The agent has to earn it.

Trust on two fronts
Detmer describes two fronts. The first is inside the business: the agent needs to know when to hand the conversation over to a human, show that it can handle real interactions and deliver the experience the company expects from its own team. The second is with the customer: speaking in the brand’s voice, knowing the product and getting the tone right.

“It’s not about adopting a generic tool or plug-and-play an existing system. It’s really tailoring it to your business.”

James Detmer, Director of Product Management at Meta

According to the article, this is the difference between an agent people tolerate and one they actually want to talk to. The companies getting it right treat the agent as an extension of their team, teaching it their brand voice, their products and the feeling they want customers to have.

The problem with generic solutions
The market is full of ready-to-install chatbots: numbered menus, canned answers, flows that shine in a demo and fall short in real life. The outcome is familiar. The agent doesn’t know the exceptions of the business, doesn’t know what it can or can’t promise and answers in a tone that isn’t the company’s own. The customer asks for a human by the second message, the team goes back to handling everything manually, and the unfair conclusion is that “AI doesn’t work for our business.”

What failed there wasn’t the technology. It was the lack of the tailoring that Detmer himself points to as the foundation of trust.

How Pura builds WhatsApp AI agents
For more than 20 years, Pura has worked inside its clients’ processes, developing custom systems, portals and automations. We apply the same approach to building AI agents for WhatsApp.

As a Meta Tech Provider, Pura develops agents that run on the official WhatsApp Business API, with the stability and security that business operations require. Every project goes through steps that directly address both fronts of trust:

  • Immersion in real processes: we map how customer service works today, which questions keep coming up and where the bottlenecks are.
  • Business knowledge base: products, policies, exceptions and everything the agent needs to master to answer accurately.
  • Brand voice: the agent is trained to speak the way the company speaks, in the right tone for each type of customer.
  • Clear handoff rules: together with the team, we define when a conversation should go to a person, with the full history, so the customer never has to repeat anything.
  • Integration with company systems: bookings, calendars, CRM and team alerts, so the agent solves problems instead of just answering them.
  • Ongoing monitoring: service metrics and regular adjustments, because trust is built through results over time

In practice: what a tailored agent delivers

In its first 90 days of operation, the agent we developed for a client in Rio de Janeiro recorded:

  • more than 2,300 conversations;
  • average response time under 5 minutes;
  • 90% of cases resolved within 15 minutes;
  • nearly R$ 400,000 in channeled revenue.

More than volume, what matters is what these numbers represent: customers served quickly, in the brand’s voice, and a team that now spends its time on the conversations that truly need a person.

Start with your magic moments
Detmer’s advice for leaders is to find their “magic moments”: the experiences that already work well in the business and are ready to reach new audiences and regions with the help of AI. Start there, go deeper and let trust grow as the results come in.

It’s the same path we follow with our clients: start with a well-defined process, validate on a small scale, measure, and only then expand.
